The engineer a customer reaches when they contact the vendor. A technical assistance centre runs a queue against a clock, in tiers, around the world, and the role is the first place a fault becomes somebody's named responsibility. It is the largest single population of engineers most vendors employ, and the one that meets the product most often. This is the second line inside the VENDOR; what it escalates goes to third-line product support, and from there to the developers. The customer has tiers of its own, beginning at their service desk, and a case crosses between the two ladders at the point where the organisation running the product asks the organisation that made it.

Do que o trabalho depende
The clock measures the case and the handover decides the outcome. A case that moves between three engineers and three time zones resolves at the speed of its notes, which makes writing the most load-bearing skill in the room and the one least represented in how the role is hired for. Engineers who write their case notes for a stranger arriving at three in the morning are the reason a follow-the-sun model works at all.
